My wife needed some legal documents notarized recently and I thought her comments on the treatment she received from several different lawyers would be instructive to dentists as well.
These signings are kind of a pain to lawyers; it is simplistic, low fee and kind of a waste of their time. The last time she went, the guy was totally disinterested; she even had to show him where to sign. He charged her $50 and gave no receipt.
This time, he was on holidays so she found a different guy. This one looked over everything carefully and made sure she really understood it. He charged her $15 and gave her a receipt.
Needless to say she loves the second guy and all our future business will be going to him. He may be half as good as a lawyer or twice as good; who knows? But he seems to care and does not act as if he is trying to rip us off.
If we went for a more complex matter and this second lawyer charged us $900 my wife would feel that it was reasonable based on her first impression.
If she had to go back to the first guy and he charged her $900, she would think it was probably worth around $450.
What the first lawyer did not understand is the lifetime value of a client. We might need him for a $10,000 issue some day. That is where he makes his money. Not by charging more on the trivial stuff.
But he also needs to improve his attitude. He didn’t seem to care. Even though it was a trivial matter, who wants to work with someone who doesn’t seem to care?
The second lawyer gets it; he did a wonderful marketing job on my wife. She only wants to see him from now on.
The lesson is that each interaction we have with a patient is an opportunity to show them we care and to impress them or not; and that determines everything from your patient retention stats to your treatment acceptance, to your no-show rate and accounts receivable.
It also highlights the value of a low first fee. This is not the time to blow their socks off with a large fee. Be careful and make a strong first impression and you will profit for years to come.
In dental school they teach us how to take an excellent impression, and obviously that is critical that you do this. But your practice success will be far more dependent on the impressions you make upon your patients than the ones you make of them.
